The best source of this information is a resource right in your agency–your agency’s Contact Center. Every day, the contact center interacts with the public, and is the human touch point that hears about customers’ experiences – their needs, their satisfaction or dissatisfaction. You can turn that information into action and improvements in your digital environment.
At one time, government contact centers were merely “call” centers with simple recorded messages and the option to speak to an agent during limited hours. Times have changed. The contact center is an important link to the public. We can use that pulse of the public to improve customer service, websites, content, and overall service delivery. The contact center still provides valuable service via the telephone, but we’ve used our expertise to expand our reach and meet the public where they are, on their channel of choice.
Now, knowledgeable contact center agents talk to customers via live online chat available an agency’s website, respond to questions via email, and answer questions on social media channels. Some centers even have virtual assistants available on the Web to help navigate the public to information. The contact center is integral in providing sophisticated databases of answers to common questions, used by both the contact center agents, and available on websites.
So, with so much information on the Web, why are people still calling? Isn’t everyone online these days? Aren’t we a mobile society? If a citizen is on your website and chooses to chat with an agent, does that indicate a problem? Isn’t it so 1990s to send an email?

Questions to Ask and Actions to Take
- What are your frequently asked questions, by channel (email, chat, phone, etc.) Ask to get a monthly report of these FAQs. Is there opportunity for improvement of your content/information on your website as a result of your findings?
- Are customers using terms and language that is different than the website? (For example, are they saying “money” when your website says “currency”?) Ask your contact center if they’ve imbedded hidden keywords into their FAQs. Use those keywords in your communication.
- What does your customer feedback tell you? Can you take actions based on the voice of the customer to make improvements in your website, content, processes, and/or communication?
- What do customers say about your self-service options? Is online content clear? Confusing or incomplete information will turn customers away.
- Do customers need more help completing tasks? (i.e. Do they have problems completing online forms? Do they need more help as a result?)
- Have agents noticed an increase in inquiries after website changes? Are they getting more questions about a certain topic than they did before?
- Make sure that you’re regularly sharing online content enhancements or changes with your contact center. Contact centers need to know about these changes. Also, the contact center can use your data, such as popular search terms, to improve their resources.
So let’s make sure we’re using all the information from our customers—Web data and contact center data.
